Replying to reviews shows future customers that a real person runs the business and cares how things went. It also gives you the last word on a bad experience, which is often what a reader remembers. The good news: a strong reply is short and follows a simple pattern.
Reply to every review
Five stars or one, every review gets an answer. A thank-you to a happy customer takes ten seconds, and a steady run of replies tells people reading your profile that you are paying attention.
What a good reply says
- Thank them by name if they used one.
- Mention something specific from their review, such as the job you did or the person who helped them.
- Keep it short. Two to four sentences is plenty.
- Sign it with your first name, so it reads like a person and not a template.
What a reply must never do
Google's guidelines are clear about replies, and breaking them can get a reply removed:
- Never reveal private details about the customer, such as what they bought, their address or anything from your records.
- Never ask them for personal information in the reply.
- No promotional links, and no phone numbers or email addresses other than your business's own contact details.
- Never offer anything in return for a review, and never ask a customer to change their rating.
- Do not attack the reviewer or make accusations you cannot stand behind.
How to answer a negative review
A one-star review stings. Wait until you are calm, then write a reply for the next customer reading it, not just the reviewer.
- Acknowledge the experience. "I'm sorry the visit didn't go the way it should have."
- Stick to facts and skip the argument. You do not need to agree with every detail, and you should not dispute them in public.
- Say what you have done or will do, if anything has changed.
- Offer to talk through your business's own phone number or email, without asking for their details in the reply.
Thanks for telling us, Dana. I'm sorry the install ran late and nobody called ahead. We've changed how we confirm arrival times so it doesn't happen again. If you'd like to talk it through, call the shop and ask for me. Jim, owner
